Escalation Management

Escalation Management is the set of rules and procedures that determine when and how an unresolved issue is handed over to a higher support level or to the responsible decision-makers. It comes into play whenever a problem cannot be resolved at the first support level or within a defined period of time. If a customer issue cannot be fixed at first contact, an escalation is triggered: the ticket moves up one level of the hierarchy at a time – from 1st to 2nd level, if necessary on to 3rd level or to decision-makers – until someone with sufficient expertise and authority can bring about a solution.

Escalations can be functional (technical), when more expertise is needed, or hierarchical, when management is involved because of SLA breaches. Clear rules and thresholds are essential: for instance, a high-priority ticket that shows no progress after 30 minutes is escalated automatically from First Level Support to Second Level Support, or the customer is contacted by the support lead after a defined waiting time. This ensures that no case gets “stuck” and that difficult cases quickly receive the attention they need.

For customers, well-functioning Escalation Management means that the right specialists are involved quickly even for complex problems – this increases satisfaction and prevents escalations in the sense of complaints or conflicts. Ultimately, it accelerates solutions by addressing obstacles in the support workflow and clarifying responsibilities.
