Chatbot

A Chatbot is a software-based digital assistant that communicates with users in natural language – via a chat window or voice dialog. In ITSM and helpdesk environments, chatbots increasingly answer frequently asked questions automatically and handle simple support requests – for example by recognizing “reset password” and guiding the user through the steps, or by providing instructions for “How do I request VPN access?”.

Chatbots thus provide fast access to knowledge and solutions without a human agent having to intervene; integrated into a Self-Service Portal, they are the first point of contact for many requests. Technically, modern chatbots are based on natural language processing (NLP) and machine learning, which lets them understand requests better and keep context. Simple (rule-based) chatbots answer predefined questions; advanced AI chatbots learn from previous interactions and improve their answers.

For organizations, chatbots bring 24/7 availability and scalability – outside service hours or at high volumes, they pre-qualify or resolve requests. The introduction should be well planned so that users can hand over to a human agent whenever the bot cannot help. Used correctly, chatbots increase service efficiency. From the user's perspective, User Experience and Self-Service are particularly important. This becomes particularly relevant with Agentic AI and Automation, when AI not only assists but prepares or executes operational steps.
