Service Desk
The Service Desk is the central point of contact (Single Point of Contact) for all IT service requests and incidents within an organization. This is where users report IT problems, submit service requests or receive support – by phone, email, web portal or chat. A service desk consists of the support team (the service staff) on the one hand and a suitable software solution (ITSM software or ticketing system) for recording and managing cases on the other.
Key characteristics of a service desk are high availability across multiple channels, clear processes for prioritizing and escalating tickets in the Ticketing System, and a knowledge base for fast solutions. Unlike the reactive Helpdesk, a modern service desk pursues a broader approach: in addition to pure troubleshooting, it also proactively addresses the improvement of IT services, communication with users and compliance with service level agreements. Structured Service Request Management ensures that requests are fulfilled according to defined workflows.
An effective service desk has a positive influence on how IT is perceived in the organization, since problems are resolved quickly and service requests are fulfilled promptly. Suitable ITSM software helps to manage such processes centrally and document them traceably. From the user's perspective, User Experience and Self-Service are particularly important.
