ITSM Software (ITSM Tool)

ITSM Software (often also called an ITSM tool) is a specialized software solution that supports and integrates the processes of IT Service Management on a central platform. Typical tools – such as ServiceNow, BMC Helix, Jira Service Management, Serviceware or OTRS – offer modules for ticketing and incident management, problem and change management, service requests, CMDB/asset management and a knowledge base in one system.

This lets IT organizations manage all service operations in one place – including Incident Management, Change Management and the CMDB – with an overview of the whole lifecycle of incidents and requests. ITSM software acts as the control center for the service desk: tickets are recorded and distributed, workflows route them through the processing steps, SLAs are monitored and communication is logged.

Modern ITSM tools are characterized by configurability (adaptation to company-specific processes) and often by no-code/low-code automation, so workflows can be digitized without programming. Interfaces to monitoring, email, chat or other systems are common, e.g. to generate tickets from alerts. Such functions are provided by integrated ITSM software on a central platform.

A major advantage of integrated ITSM software is reporting and analytics: all data on tickets, solutions and times comes together and enables analyses of service performance (trends, bottlenecks, improvements). A good ITSM tool is thus a key enabler for efficient ITIL processes, higher service quality and transparency.
